One client has your personal mobile. Every ticket, every invoice question, every minor irritation comes straight to you, and every time you answer, you make it worse. 

You are not being helpful. You are training the client to bypass the desk, teaching your team their queue does not matter, and making yourself the single point of failure for the relationship.

STEP 1 - Redirect the owner-mail client

You are helping an MSP owner redirect a client who escalates everything directly to them. 

Context:

  • The client: [size, tenure, value, relationship history] 


  • What they send directly: [tickets, complaints, billing, everything] 


  • Why I think they do it: [history, past desk failure, habit, status] 


Diagnose the real reason for the bypass and what the client is getting from me they believe the desk cannot give. Tell me honestly whether the desk earned the distrust, and if so, what to fix before any redirect will hold.

STEP 2 - Build the redirect

Design the redirect plan: 

  • The upgrade frame: how the desk route is presented as better service, faster answers, more accountability, not a demotion 


  • My message to the client, under 120 words, warm, no policy language 


  • The handover: the named contact, the response commitment, the first proactive touch from the desk within 48 hours 


  • My holding line for the next direct email, one sentence, and where I forward it

STEP 3 - Make it stick

Build the reinforcement loop for the next 60 days: how the desk over-delivers on the first five interactions, the check-in I make at week three from a relationship angle rather than a service angle, and the rule for what still legitimately comes to me. Include the metric proving it worked: direct emails per month, trending to near zero.
